Zendesk is seeking an experienced, strategic Senior Director to lead its Technical Support organization, which handles tickets escalated to human agents after the AI tier. The role sets the organization’s operating strategy, develops technical leaders, and ensures customers receive reliable, high-quality technical resolutions while improving operational efficiency and scalability. A central focus is guiding the cultural and operational transition of human support agents into a proactive workforce aligned with AI teams. The Senior Director leads a multi-layered organization through managers and directors; owns service performance across customer segments and channels; and establishes measures for customer experience, resolution quality, service levels, capacity, and business impact. The role partners across Sales, Customer Success, Product, Engineering, and Finance to align service commitments with customer needs, commercial strategy, and product priorities. It also establishes global capacity planning, forecasting, staffing, and escalation models; evolves support offerings; and uses customer and operational insights to influence company-wide improvements. The role communicates performance, risks, investment needs, and opportunities to executive leadership, represents customers and the support organization in senior-level discussions, and leads continuous improvement and organizational change. It develops workforce management and knowledge-management practices and works closely with AI and product teams to reshape human-AI workflows and evolve support toward proactive service. The position is hybrid, with in-person collaboration at Zendesk offices and flexibility to work remotely for part of the week. The US annualized base salary range is $174,000–$260,000; the position may also be eligible for bonus, benefits, or related incentives.
